Het geeft weer wat de eindgebruikers van de ICT-functie en de organisatie als geheel mogen verwachten.<\/p>\n<p class=\"wp-block-paragraph\">XLA\u00ae heeft zich in de loop van de jaren ontwikkeld tot een aanpak die steeds meer datagedreven wordt toegepast. Deze overeenkomst is bedacht en ontworpen door <a href=\"https:\/\/giarte.com\/\" target=\"_blank\" rel=\"noreferrer noopener\">Giarte<\/a>. XLA\u00ae is bedacht en ontworpen door <a href=\"https:\/\/giarte.com\/\" target=\"_blank\" rel=\"noreferrer noopener\">onderzoeksbureau Giarte<\/a>. De afkorting staat voor <strong>eXperience Level Agreement<\/strong> en is een manier om de gebruikerservaring in de IT-wereld centraal te stellen. Werken met XLA is een compleet andere manier van samenwerken: je werkt samen aan datgene wat er voor jouw organisatie \u00e9cht toe doet. Wat dat is, verschilt per organisatie. Denk bijvoorbeeld aan het bezorgen van een 9+ ervaring als technisch dienstverlener, of het vooropstellen van het belang van cli\u00ebnten bij zorgorganisaties. Vaak werken dit soort bedrijven en afdelingen met een SLA: een Service Level Agreement. Maar wanneer je voldoet aan alle voorwaarden binnen een SLA, betekent dat nog niet direct dat de eindgebruiker ook daadwerkelijk tevreden is.<\/p>\n<p class=\"wp-block-paragraph\">Met XLA\u00ae worden organisaties in staat gesteld om hun core business zo optimaal mogelijk uit te voeren. Waar SLA focust op deadlines en oplossingen binnen de juiste tijd, focust XLA\u00ae zich juist op de \u2018zachte\u2019 kant. Denk bijvoorbeeld aan communicatie of de juiste mate aan softskills. Een belangrijke vraag! Want zomaar beginnen met het uitsturen van surveys is geen goed idee. Door te beginnen met het meten van ervaringen, cre\u00eber je verwachtingen. Wanneer je niet aan deze verwachtingen voldoet, daalt de bereidheid om mee te werken aan dit soort initiatieven en haken mensen af. Laten we daarom wat dieper induiken op de 3 belangrijkste voorwaarden om te kunnen starten met XLA\u00ae.<\/p>\n<div class=\"wp-block-group\">\n<div class=\"wp-block-group__inner-container is-layout-constrained wp-block-group-is-layout-constrained\">\n<h3 id=\"startpunt-1-creeer-een-klantgerichte-cultuur\" class=\"wp-block-heading\">Startpunt 1 &#8211; Cre\u00eber een klantgerichte cultuur<\/h3>\n<p class=\"wp-block-paragraph\">Serviceteams zijn vaak procesgericht. Dat wil zeggen dat interne processen en procedures vaak voorrang hebben op vragen en wensen van klanten. Voor klanten en medewerkers is het vaak een zoektocht om te weten waar ze precies terecht kunnen met vragen of problemen. Daarbij zijn geleverde diensten niet altijd in lijn met de verwachtingen en wensen van de eindgebruiker. En dus is de eerste voorwaarde gelijk de belangrijkste: een wijziging in je cultuur naar een klantgerichte organisatie.<\/p>\n<p class=\"wp-block-paragraph\">Voor een klantgerichte dienstverlening die waarde levert voor de organisatie en de eindgebruiker, is een zogenoemde co-creatie nodig tussen de verschillende teams. Want wanneer je samenwerkt als \u00e9\u00e9n eenheid, vormen de teams de belangrijkste troef van een organisatie. Hoewel er technologie\u00ebn en machines zijn om al het werk dat mensen doen over te nemen, kan het van onschatbare waarde zijn voor een organisatie om de juiste mensen op de juiste plekken te hebben.<\/p>\n<p class=\"wp-block-paragraph\">Om dit te bereiken zijn twee elementen belangrijk:<\/p>\n<ul class=\"wp-block-list\">\n<li>Duidelijke en goed gedefinieerde verantwoordelijkheden voor het opzetten van een goed gestructureerde organisatie.<\/li>\n<li>Een goede cultuur tussen collega\u2019s voor het effectief functioneren van een organisatie, zowel in interacties met klanten als tussen collega\u2019s onderling.<\/li>\n<\/ul>\n<p class=\"wp-block-paragraph\">De vuistregel van XLA\u00ae is dat gebruikerservaring even waardevol is als het resultaat bij het afnemen van een dienst. Het is dus des te belangrijker te begrijpen hoe de klant de gebruikerservaring beleeft. Door bovenstaande elementen te implementeren versterk je de relatie tussen alle partijen.<\/p>\n<\/div>\n<\/div>\n<div class=\"wp-block-group\">\n<div class=\"wp-block-group__inner-container is-layout-constrained wp-block-group-is-layout-constrained\">\n<h3 id=\"startpunt-2-betrek-je-servicedesk-bij-de-rest-van-de-organisatie\" class=\"wp-block-heading\">Startpunt 2 &#8211; Betrek je servicedesk bij de rest van de organisatie<\/h3>\n<p class=\"wp-block-paragraph\">Ook al kennen we de term \u2018Business Alignment\u2019 al uit de jaren \u201990, de denkbeeldige muur tussen de serviceafdeling en de rest van de organisatie blijft vaak overeind. Bij \u2018Business alignment\u2019 gaat het om effectief inzetten en gebruiken van informatietechnologie om zo de gewenste situatie van een organisatie te bereiken, met de wensen en verwachtingen van de klant als uitgangspunt. Daarnaast kan het ingezet worden om andere doelstellingen te behalen, zoals betere financi\u00eble prestaties of het verbeteren van de marktpositie.<\/p>\n<p class=\"wp-block-paragraph\">Het komt vaak voor dat de serviceafdelingen zelf bepalen hoe ze dienstverlening leveren, zonder de mening van de klant of andere collega\u2019s in gedachten te houden. SLA\u2019s worden verborgen voor de klant en de rest van de organisatie, wat leidt tot frustratie en verschillende focusgebieden.<\/p>\n<p class=\"wp-block-paragraph\">Dit soort onbegrip tussen serviceagents, overige collega\u2019s en klanten plus het uitblijven van de gewenste resultaten leidt tot wantrouwen. Door het zoeken naar de juiste \u2018Business Alignment aanpassing\u2019, ontstaat er meer wederzijds vertrouwen tussen deze twee groepen en is er meer draagvlak voor consensusbesluitvorming. Des te belangrijker dus om te zorgen dat jouw serviceafdeling en de rest van de organisatie dezelfde missie en visie hebben.<\/p>\n<\/div>\n<\/div>\n<div class=\"wp-block-group\">\n<div class=\"wp-block-group__inner-container is-layout-constrained wp-block-group-is-layout-constrained\">\n<h3 id=\"startpunt-3-wees-bereid-om-te-investeren\" class=\"wp-block-heading\">Startpunt 3 &#8211; Wees bereid om te investeren<\/h3>\n<p class=\"wp-block-paragraph\">Ga je aan de slag met het verbeteren van de klantenervaring, dan zul je op termijn zien dat het leidt tot lagere kosten en hogere opbrengsten. Maar voordat je dit bereikt, vraagt het op korte termijn de nodige investeringen. Denk hierbij bijvoorbeeld aan het in kaart brengen van de customer journey, het meten van alle service touchpoints, het automatiseren van feedback en nog veel meer. Dit kunnen geen eenmalige, losse initiatieven zijn, maar vereisen doorlopende ontwikkeling en dus ook een doorlopend budget.<\/p>\n<p class=\"wp-block-paragraph\">Wil je starten met XLA\u00ae, dan heb je een strategische aanpak in combinatie met de continue investeringen hard nodig. Als organisatie moet je dus bereid zijn om op basis van subjectieve ervaringen actie te ondernemen en te blijven investeren in verbeterinitiatieven.<\/p>\n<\/div>\n<\/div>\n<div style=\"height:50px\" aria-hidden=\"true\" class=\"wp-block-spacer\"><\/div>\n<h2 id=\"waarom-zou-je-vandaag-nog-aan-de-slag-gaan-met-het-optimaliseren-van-je-servicebeleving\" class=\"wp-block-heading\">Waarom zou je vandaag nog aan de slag gaan met het optimaliseren van je servicebeleving?<\/h2>\n<p class=\"wp-block-paragraph\">We hebben het inmiddels gehad over de definitie van XLA\u00ae en de voorwaarden om ermee te kunnen beginnen. Maar waarom gaan we nu eigenlijk aan de slag met de optimalisatieslag van jouw serviceafdeling?<\/p>\n<div style=\"height:30px\" aria-hidden=\"true\" class=\"wp-block-spacer\"><\/div>\n<h3 id=\"een-betere-klantbeleving\" class=\"wp-block-heading\">Een betere klantbeleving<\/h3>\n<p class=\"wp-block-paragraph\">De X (ervaring) in XLA\u00ae slaat op de beleving van de organisatie als geheel en de individuele gebruikers. En hoewel we graag vertrouwen op cijfers en feiten, is beleving toch echt iets anders. Een XLA\u00ae op organisatieniveau hoeft niet hetzelfde te zijn als de XLA op het niveau van de medewerkers. De serviceafdeling kan bijvoorbeeld erg tevreden zijn met de uitkomsten, terwijl de klanten en daadwerkelijke eindgebruikers niet goed begrijpen wat er nu precies is uitgelegd. Door deze ongelijkheid in ervaring behaal je een lagere XLA\u00ae-score.<\/p>\n<p class=\"wp-block-paragraph\">Bij klantbeleving gaat het dus om de totale beleving van de klant, het volledige proces, de complete klantreis. Op deze manier kijk je naar het gehele spectrum: van de beleving en verwachting in het begin, tot aan de afronding van een project. Het berekenen van de Customer Lifetime Value doe je door de klantwaarde te vermenigvuldigen met de gemiddelde levensduur van je klanten. Dit geeft je een inschatting van de inkomsten die je hoogstwaarschijnlijk kunt verwachten van een gemiddelde klant gedurende de looptijd van de relatie met jouw bedrijf.<\/p>\n<p class=\"wp-block-paragraph\">Je wilt dat een bestaande klant zo lang mogelijk klant blijft en opnieuw blijft bestellen. De CLV heeft dus alles te maken met klantretentie: de mate waarin een klant terug blijft komen. Product- en klantenbinding is hierbij van cruciaal belang. Een hogere Customer Lifetime Value betekent dat klanten meer diensten afnemen en langer klant blijven, wat de klanttevredenheid verhoogt.<\/p>\n<div style=\"height:30px\" aria-hidden=\"true\" class=\"wp-block-spacer\"><\/div>\n<h3 id=\"maak-het-meetbaar\" class=\"wp-block-heading\">Maak het meetbaar<\/h3>\n<p class=\"wp-block-paragraph\">Door aan bovenstaande onderdelen KPI\u2019s te hangen wordt XLA\u00ae meetbaar. De uitkomsten van deze KPI\u2019s verdeel je vervolgens in output en de outcome. Kijk voor de output voornamelijk naar de manier waarop de XLA\u00ae wordt uitgevoerd.
